CUSTOMER-CENTRIC STAFF, SERVICES AND TECHNOLOGIES: TRIPARTITE ENABLERS OF NICHE SERVICE EXCELLENCE BY DEPOSIT MONEY BANKS IN NIGERIA
Achieving excellence in specialized service delivery remains a core determinant of client retention, satisfaction, and long-term viability for commercial banks across the globe. It represents a key measure of competitive strength and market relevance in a rapidly evolving banking environment that demands consistent and superior service encounters. Nevertheless, within Nigeria's banking industry, the attainment of specialized service excellence is being undermined by weak customer relationship management practices, limited service personalization, growing pressure from financial technology firms, shrinking profit margins, poor investment in service-related capacity building, and fast-paced digital transformations. These constraints have remained a subject of considerable academic and policy discourse. Existing studies indicate that prioritizing customer-oriented employees, customer-focused service offerings, and customer-driven technological solutions provides a strategic route for commercial banks to address these impediments. Against this backdrop, the present research investigated the impact of customer-oriented staff, services, and technologies on specialized service excellence, with specific reference to Guaranty Trust Bank, Okelewo Branch, Abeokuta, Ogun State. A survey method was employed for the study. The study population consisted of 13,025 current account customers of the selected branch. Using Krejcie and Morgan's (1970) sample determination table, a sample of 485 respondents was obtained through a stratified random sampling approach. A validated structured questionnaire served as the instrument for data collection, while data were analysed with descriptive and inferential statistical tools, notably multiple and hierarchical regression analysis. The results showed that customer-oriented staff, customer-oriented services, and customer-oriented technologies exert a significant and positive influence on specialized service excellence among commercial banks in Nigeria. The study concluded that the three dimensions of customer-centricity are essential predictors of specialized service excellence. It therefore recommended that commercial banks should integrate a customer-centric philosophy across all functional areas and hierarchical levels of the bank, while government and regulatory bodies should develop and enforce a comprehensive policy framework that promotes customer-centricity, technological innovation, and superior service delivery
