AI Chatbots and Customer Experience Management: Opportunities, Challenges, and Strategic Implications
ABSTRACT Artificial intelligence (AI) chatbots are increasingly becoming central to the way organizations manage customer interactions. By offering instant responses, personalized services, and round-the-clock availability, chatbots are reshaping Customer Experience Management (CXM). Businesses across sectors—from banking to retail—are adopting AI-driven conversational agents to streamline operations and build customer relationships. Yet, the use of chatbots also raises challenges, such as limited emotional intelligence, potential miscommunication, privacy concerns, and cultural adaptability issues. This paper examines how AI chatbots influence CXM, with a focus on opportunities, risks, and strategic implications for organizations. Drawing upon theoretical frameworks including the Technology Acceptance Model (TAM), Expectation-Confirmation Theory (ECT), and service quality models such as SERVQUAL, this study highlights the dual role of chatbots as both enhancers and potential disruptors of customer experience. The discussion emphasizes the importance of balancing automation with human interaction to ensure empathy, trust, and satisfaction. The findings suggest that chatbots can enhance service efficiency and personalization but require careful design, transparency, and integration with human agents to maximize effectiveness. The paper concludes by outlining recommendations for managers and future research directions, particularly regarding generative AI chatbots and ethical considerations in CXM.
